AI in customer support: automate assistance without losing the conversation
The reply arrives quickly but fails to answer the question. A customer repeats the context and receives another confident sentence that contradicts the first.
The reply arrives quickly but fails to answer the question. A customer repeats the context and receives another confident sentence that contradicts the first. Support automation should be evaluated by useful guidance and handoff, not text generation alone. AI can suggest replies, organise context and locate information; decisions and actions need explicit boundaries.
Pick a task with an observable success condition
“Answer anything” is difficult to validate. Start with locating approved information about one service. Identify the source, review date and fallback when no answer exists. Admitting uncertainty and handing over may be the correct result.
In a hypothetical administrative assistant, the system explains documents needed to start a request. It does not approve the request, change a price or interpret a missing rule as permission for an exception. These limits belong in the integration, not only in a text instruction.
Build a representative test queue
Include a question covered by the approved source, an ambiguous request, outdated information, an unauthorised change, text attempting to redirect the assistant's rules and a request for a human. Check correctness, explanation of limits and preservation of necessary handoff context.
Do not reuse private customer conversations without authorisation. Synthetic examples can establish initial tests, but operational validation still needs appropriate review. A convincing response is not evidence that it is correct.
Design supervision at the decision boundary
Decide which replies may be shown automatically and which are suggestions. Changes affecting orders, payments or access need separate authorisation. OWASP's prompt-injection guidance describes how input can manipulate instructions; user text must not become permission to act.
Classify failures without indiscriminately retaining sensitive messages. Define what happens when the knowledge base or provider is unavailable. A workflow relying on an external model needs an operating alternative.
Scope the complete support workflow
Through automation and AI, I can define tasks, sources, permissions, integrations and supervised tests. Explicit rules without a generative model may be enough for some needs. The commercial discussion should begin with the task and its risk rather than an obligation to put a chatbot on every page.
